A complete support process for WhatsApp teams, from first acknowledgement and issue classification through human escalation and follow-up.
A five-stage support process
A small team can use the same process as a large support desk, with fewer handoffs. Keep each stage visible and define what “done” means before configuring automation.
- Acknowledge: confirm receipt and set an honest expectation for the response.
- Triage: identify the issue type and urgency using only necessary questions.
- Assign: give one person or team clear ownership.
- Resolve or escalate: provide the answer, or transfer context to the right specialist.
- Close the loop: confirm the customer has a next step and record the outcome.
Use automation for the predictable first step
An automated acknowledgement can confirm the message arrived, gather a simple category or show support hours. It should not claim an issue is resolved or promise a response time the team cannot meet.
For account-specific or sensitive issues, move promptly to an authorized agent. WhatsApp’s policy requires businesses using automation during the customer service window to provide prompt, clear and direct escalation paths.
Keep context through the handoff
Before transferring a chat, capture the customer’s goal, relevant order or account reference, checks already completed and the next action. Do not ask the customer to repeat information that is already in the conversation.
For privacy and security, ask customers not to send full payment-card numbers, passwords or other secrets through chat. Move sensitive workflows to an approved secure channel.
Review a sample of resolved conversations
Once a week, read a small sample of solved and reopened cases. Look for repeated contacts, unclear bot messages, missing ownership and promises that were not fulfilled. Fix the cause in the workflow or knowledge source rather than adding a new canned reply for every exception.
Track response times during staffed hours alongside resolution and customer feedback. A quick acknowledgement is useful, but it does not replace a correct answer.
Common questions
What should a WhatsApp support auto-reply say?
Confirm receipt, provide realistic support hours or response expectations, and give a route for urgent or human assistance.
When should a WhatsApp support chat be escalated?
Escalate when the issue is sensitive, account-specific, unresolved by the approved workflow or when the customer asks for a person.
